Rahul opened the discussion by asking how organizations should rethink the role of contact centers in today’s customer-first world.

Frans explained that traditional contact centers have long been measured by operational metrics such as Average Handle Time (AHT), Service Level Agreements (SLAs), and ticket volumes. While these KPIs remain useful, they don’t tell the complete story.

Instead, every customer interaction should be treated as a valuable source of business intelligence.

By combining customer feedback with operational data and sharing insights across departments—including marketing, IT, product, and operations—organizations can uncover recurring customer pain points and make improvements that benefit the entire business.

One of the most impactful moments of the webinar was when Rahul asked Frans to share a real-world example of customer insights driving business decisions.

Drawing from his experience managing customer experience across more than 180 branches, Frans explained how his team received over 4,200 customer feedback responses every month. Instead of treating this feedback as a reporting exercise, they combined customer insights with service performance and operational data before presenting them to business leaders.

The organization then worked collaboratively across operations, marketing, IT, digital teams, and customer service to improve standard operating procedures, strengthen frontline training, optimize complaint handling, and enhance internal processes.

The results demonstrated the real business value of acting on customer insights:

  • Complaint resolution time reduced by 44%, from 5.2 days to 2.9 days
  • Repeat customer complaints decreased by 18%
  • Overall Customer Experience Index increased significantly

For Frans, this perfectly illustrated that customer insights alone don’t create value.

The real value comes from the actions organizations take after receiving those insights.

AI Will Transform Contact Centers—But People Will Continue to Build Trust

Rahul also asked Frans how he sees customer experience evolving over the next three to five years.

Frans believes AI will dramatically change contact center operations by automating repetitive tasks, supporting self-service, summarizing conversations, monitoring quality, and identifying customer trends much faster than today.

However, he doesn’t believe AI will replace people.

Instead, AI will handle routine interactions while human agents focus on situations that require empathy, judgment, complex problem-solving, and relationship building.

Rahul shared a personal example of having a cancelled flight automatically rebooked, complete with a new boarding pass, without speaking to a single customer service representative. While this demonstrated the growing power of automation, Frans emphasized that human interactions will remain essential whenever trust and emotional understanding are required.

His vision is not a future without people—but a smarter contact center where AI manages scale while humans create meaningful customer relationships.

One attendee asked how organizations should evaluate modern contact centers beyond metrics like Average Handle Time, SLA, CSAT, and NPS.

Frans explained that while traditional metrics remain important, they primarily measure operational performance rather than business outcomes.

Organizations should also monitor metrics such as:

More importantly, leadership should shift its thinking.

Rather than asking,

“How quickly did we respond?”

Rahul concluded the discussion by asking Frans what capabilities future Customer Experience leaders must develop.

According to Frans, tomorrow’s CX leaders need much more than operational expertise.

They should combine customer empathy with data literacy, commercial understanding, communication, change management, process design, and AI knowledge.

Most importantly, they must be able to translate customer complaints into clear business opportunities, communicate those insights to executives, and lead cross-functional teams to implement meaningful change.
