When Rahul asked what customer-centricity really means, Annick explained that it goes beyond having a customer-centric culture—it is a mindset.

Every department should regularly ask:

“What can we do today to make things better for our customers?”

From Sales and Marketing to Finance, Operations, Support, and Development, every team is a link in the customer journey. If one link is weak, the customer eventually feels the impact.

Leadership Sets the Tone

Annick emphasized that customer-centricity starts with leadership. Culture is not created through posters or statements; it is created through daily decisions and actions.

Leaders need to empower employees to make reasonable decisions in the customer’s best interest and create an environment built on trust rather than control.

Feedback Must Lead to Action

One of the biggest mistakes organizations make is collecting customer feedback and then doing nothing with it.

Annick recommends asking three simple questions:

  • What are customers telling us?
  • What will we change?
  • How will we know the change improved CX?

Customer feedback should become an action plan with clear ownership, priorities, and follow-up.

A Real Customer Experience Example

Annick shared an example where customers described the company experience as a “maze.” Customers were unsure who to contact, were transferred between departments, and often had to repeat their issues.

The organization responded by introducing a Single Point of Contact (SPOC) for its top 200 customers.

The SPOC understood each customer’s business and purchasing patterns. For example, if a customer who normally ordered every week suddenly stopped ordering, the SPOC could proactively contact them to understand what had changed.

The example showed that improving CX does not always require expensive technology—sometimes redesigning processes around customer needs can make a significant difference.
