Customer data is often fragmented across systems, teams operate in silos, and interactions across different channels may feel disconnected.

In our recent webinar on “Building an Effective Omnichannel CX Strategy,” Urvi Solanki welcomed Paolo Confortini, an internationally recognized omnichannel customer experience strategist, marketing automation expert, author, and speaker.

The conversation explored what it really means to build an omnichannel customer experience, how organizations can turn customer data into personalized engagement, and how AI and automation can strengthen customer relationships without removing the human element.

Watch the Webinar

Meet the Speaker

Speaker: Paolo Confortini

Paolo Confortini is an internationally recognized omnichannel customer experience strategist, marketing automation expert, author, and speaker with more than 20 years of experience helping retail, e-commerce, and B2B organizations build meaningful one-to-one customer relationships. He has worked with leading brands including Max Mara, UniCredit, Seconda Strada, and La Sportiva, helping organizations transform customer data into personalized omnichannel experiences.

Key Discussion Highlights

1. Omnichannel Is About Relationship Continuity—Not Just Multiple Channels

Urvi began the discussion by asking Paolo what defines a truly effective omnichannel customer experience.

Paolo’s perspective went beyond simply connecting communication channels.

For him, omnichannel is about maintaining continuity in the customer relationship.

A customer might discover a product through a website, purchase it through an e-commerce store, receive an update through WhatsApp, and later contact customer service. The channels may change, but the brand should continue to recognize the same customer and understand the history of the relationship.

Paolo described this as:

One customer, one relationship, and many touchpoints.

This distinction is important because multichannel simply means that a business offers multiple channels. Omnichannel means those channels work together around a connected customer relationship.

Paolo’s Netflix Example

Paolo used Netflix as a simple example of an omnichannel experience.

A customer can start watching a program on a smart TV, continue on a smartphone while travelling, and later switch to a laptop—without losing the context of the experience.

The same principle should apply to businesses.

If a customer interacts with a physical store, then visits the e-commerce website and later contacts customer service, the organization should understand that these are not three unrelated interactions. They are different touchpoints within one customer journey.

2. Customer Data Should Become Empathy, Not Just Information

Another important part of the conversation focused on customer data.

Organizations today collect enormous amounts of information—from loyalty programs, e-commerce transactions, browsing behavior, purchases, engagement, store visits, and customer feedback.

But Paolo emphasized that collecting data is not the difficult part. Using it intelligently is.

The real question is not simply:

“Who is the customer?”

It is:

“What is the customer doing, what is changing in the relationship, and what might they need right now?”

For example, if a customer has just made a significant purchase, immediately sending another sales promotion may not necessarily be the best approach. The better experience may be to recognize the customer’s recent interaction and communicate accordingly.

Paolo explained that behavioral data—including recency, frequency, purchases, browsing behavior, engagement, and store visits—can help organizations personalize their communication more effectively.

In other words:

Data becomes empathy when it changes the way a company communicates with a specific customer.

3. Automation and Personalization Must Work Together

The conversation also explored one of the biggest challenges in modern customer experience: how to use marketing automation without making interactions feel robotic.

Paolo made an important distinction between automation and personalization.

Automation determines when and how an action happens.

Personalization determines what that action should mean for a particular customer.

He shared an example of abandoned-cart automation.

Imagine two customers:

One has purchased from the business 20 times and made a purchase yesterday.

Another customer has never purchased and has only recently subscribed to the newsletter.

If both customers receive exactly the same abandoned-cart journey, the business is automating—but not truly personalizing.

Effective automation should respond to:

Customer behavior

Timing

Context

Customer lifecycle

Previous interactions

Individual preferences

Paolo also highlighted how AI is making this type of personalization more scalable. Instead of manually creating countless versions of content, AI can help generate more relevant experiences based on customer context.

His central principle was clear:

AI should support the customer relationship—not remove the human layer.

Audience Q&A Highlights

How Can Smaller Businesses Implement Omnichannel Strategies Without Large Budgets?

One of the audience questions focused on a common concern: Does an effective omnichannel strategy require a large technology investment?

Paolo explained that businesses don’t necessarily need an expensive enterprise technology stack to begin.

The investment depends on the organization’s size, number of touchpoints, and complexity, but businesses can start with relatively simple customer data platforms and focused use cases.

He also made an important point: the biggest challenge isn’t always the cost of the technology.

It’s often the complexity of implementing it.

Organizations may spend significant time and resources configuring complex platforms when a simpler approach could deliver value faster.

Paolo suggested that businesses can begin with practical approaches such as RFM segmentation—Recency, Frequency, and Monetary value—and a small number of focused use cases.

His message was particularly relevant for smaller businesses:

Omnichannel success is often more about the way you think about the customer relationship than the technology you purchase.

A Practical Example: Turning Customer Feedback into Better Relationships

Paolo also shared an interesting example from his work with Seconda Strada, a retail organization with physical stores and an e-commerce presence.

The organization used customer feedback, including Net Promoter Score (NPS), to understand customers differently and adapt how it communicated with them.

Instead of treating every customer in the same way, the organization used feedback to identify different customer groups and adjust its relationship strategy accordingly.

One particularly creative approach involved customers who gave neutral NPS scores.

Rather than relying entirely on external mystery shoppers, the organization invited some of its own customers to provide more detailed feedback and participate in structured mystery-shopping activities.

This allowed the business to gather deeper insight directly from real customers while also creating another opportunity to strengthen the customer relationship.

The example demonstrated a broader principle:

Customer feedback should not simply be collected—it should become part of an ongoing relationship strategy.

Key Takeaways

1. Customers Don’t Think in Channels

Customers see one brand, not separate departments or communication channels. Businesses need to create continuity across every touchpoint.

2. Omnichannel Means Relationship Continuity

Having a website, app, email, WhatsApp, store, and contact center does not automatically make a business omnichannel.

The relationship and customer context must continue across those channels.

3. Customer Data Should Drive Personalization

Data becomes valuable when it changes how a business communicates with an individual customer based on their behavior, preferences, history, and context.

4. Automation Without Personalization Can Create Friction

Automating the same journey for every customer can make experiences feel irrelevant. Effective automation should respond to individual behavior and lifecycle.

5. AI Is an Accelerator—Not a Replacement for Human Connection

AI can make personalization and automation more scalable, but technology should strengthen customer relationships rather than remove empathy and human connection.

6. Start With Strategy, Not Technology

Businesses don’t always need the biggest platform to begin building an omnichannel strategy. A focused customer journey, good customer data, and a few meaningful use cases can create a strong starting point.

Final Thoughts

The strongest message from Paolo’s session was simple:

The channel can change, but the relationship should continue.

Customers may move between websites, stores, mobile apps, email, WhatsApp, social media, and customer service—but they expect the brand to remember them and understand their journey.

Building an effective omnichannel customer experience therefore requires more than connecting technologies. It requires organizations to connect customer data, people, processes, technology, and strategy around a single view of the customer.

As AI and marketing automation continue to evolve, businesses have an even greater opportunity to create personalized customer journeys at scale.

But the technology is only an enabler.

The real competitive advantage comes from using that technology to build better, more relevant, and more human customer relationships.

What’s Next?

If you’re looking to:

Create a seamless omnichannel customer experience

Connect customer data across multiple touchpoints

Analyze customer conversations and interactions

Personalize customer journeys using behavioral data

Use AI to improve customer experience

Turn customer interactions into actionable insights

Verbix.AI can help organizations analyze customer and agent conversations, identify customer signals, understand sentiment and behavior, and turn conversations into actionable intelligence for better customer experiences.

Introduction Customers don’t think in channels.
